Als we webcare onder de loep nemen, moeten we natuurlijk verder kijken dan het aantal gebruikers van een platform. Daarom bekijken we in Coosto de 50 meest actieve Nederlandstalige webcare-afdelingen op Twitter*. Hoe heeft webcare zich daar ontwikkeld in de afgelopen jaren?
Dalende activiteit
Op het eerste oog zien we een bevestiging van het beeld dat heerst over Twitter: na 2015 is er een afname in het aantal inkomende gesprekken. Waar de 50 onderzochte organisaties 4 jaar geleden gezamenlijk nog bijna 900.000 openbare inkomende gesprekken te verwerken kregen, is dat inmiddels nog slechts 550.000; een daling van ruim 37 procent. Het aantal geholpen klanten daalt echter veel minder hard, met zo’n 25% naar in totaal 185.000 per jaar. Er blijkt dus nog steeds een aanzienlijke markt te zijn voor Twitter-webcare.

Webcare steeds vaker privé
Daarnaast is dalende activiteit niet het volledige verhaal. Want het gaat hier om openbare gesprekken, terwijl ons onderzoek laat zien dat Twittergesprekken in veel gevallen privé plaatsvinden. Tekenend is het dat inmiddels in ruim 22% van de webcare-reacties gevraagd wordt om het gesprek via DM voort te zetten. Een belangrijk deel van de daling van openbare Twitter-webcare is dus te verklaren door de opkomst van privé Twitter-webcare.

Stijging van het aandeel vragen
Los van de aantallen zijn er ook andere ontwikkelingen die aantonen dat webcare via Twitter verre van dood is. Zo zien we dat tweets aan bedrijven steeds vaker een vraag bevatten. In 2014 stond in 45,1% van de tweets een vraag, nu is dat al 50,8%. Dit is een belangrijke ontwikkeling, omdat vragen – veel meer dan ‘gewone’ mentions – bij uitstek een kans zijn voor merken om zich te profileren als dienstbare organisaties. Een snelle en behulpzame reactie kan dan rechtstreeks bijdragen aan klanttevredenheid. Kortom: de kwantiteit van openbare inkomende daalt dan wel, de kwaliteit voor webcare-afdelingen lijkt juist toe te nemen.

Webcare steeds professioneler
Het goede nieuws over dat stijgend aandeel vragen op Twitter? Ze worden ook steeds vaker beantwoord. Inmiddels krijgt 85,7% van de vragen een reactie, terwijl dat in 2015 nog slechts 78% was. De grootste winst werd al geboekt in 2014, toen veel merken met webcaretools begonnen en hun webcare daardoor konden opschalen. Onderstaande grafiek laat zien dat deze professionalisering doorzet. Steeds minder mensen vallen tussen wal en schip en steeds vaker krijgen ze antwoord op hun vraag.

Webcare via Twitter draait dus nog altijd op volle toeren. Hoewel het aantal openbare gesprekken sterk terugloopt, blijft het jaarlijks aantal geholpen klanten substantieel. Daarnaast vinden steeds meer gesprekken via DM plaats, waardoor de daling sterker lijkt dan hij in de praktijk is. De openbare Twitter-gesprekken die overblijven, bevatten vaker (relevante) vragen voor webcare-afdelingen. Bovendien is de kwaliteit van webcare op Twitter, het percentage mensen dat daadwerkelijk antwoord krijgt, de afgelopen jaren alleen maar verder gestegen.
